Why AI Can’t Replace Customer Service Agents

AI and other technology will never fully replace customer-facing employees.

Artificial intelligence (AI) has been making leaps and bounds in just the last year. Today, you can create realistic-looking videos and images, and there are even chatbots that fool people calling different businesses because they sound so much like a real person. If you do use AI for customer call centers, it’s best to include an AI notice. Even so, there are several reasons AI can’t replace customer service agents altogether, especially customer-facing ones.

Is AI Replacing Customer Service?

Many companies globally have adopted AI chatbots to answer simple, frequently asked questions. According to Forbes, the use of AI chatbots increased 22 times in 2025 alone. If you have requested a certain service, you likely have dealt with AI to walk you through the steps of a transaction, sometimes to a real sales representative, and sometimes not.

Technology has taken over business transactions in other ways without the use of AI, too. Self-service checkouts have relegated cashiers to the sidelines or behind counters, whether you are buying groceries or ordering a drink. You no longer “have” to interact with a person in a decent percentage of the businesses you purchase from.

Why AI Can’t Replace Customer Service Agents

People Prefer Personal Connections

Many people go along with the new technology and enjoy the novelty or convenience of it. Some people might prefer to work with a machine or interact with a problem-solving, personable-sounding robot rather than deal with another human being. However, plenty of other people prefer talking and engaging with real people. One can argue that it is healthier for society overall and safer for people, especially at hotels.

Human Beings Can Solve Problems AI Can’t

Even though engineers can create AI technology that can solve problems, show sympathy, give advice, and sound like a real, nice person, it is still a robot. It does not have a mind, and it isn’t capable of breaking its mold like people potentially can when faced with a new situation.

Human Beings Can Build Business Relationships

It can be disheartening to call a business or show up at a store and find that only robots are available to greet you. Reaching another human being can make you feel heard and seen in your particular need that the business is supposed to fulfill. If you interact with a robot, the business might not even be aware you exist beyond a statistic.

AI and Customer Service

Many people wish for AI to disappear altogether, but ideally, AI would help with the simplest tasks in the background and not replace customer service agents altogether. Businesses, especially customer-facing ones, still benefit from having real employees.
